The problem

First response is where the impression is set.

Inbound contact arrives at inconvenient times, on several channels, at a quality that varies with who happens to be free. The cost is rarely the handling time; it is the delay and the inconsistency.

Enquiries arriving out of hours wait until someone is back at a desk.

The same question is answered differently depending on who takes it.

Urgency is assessed informally, so genuinely urgent contact can queue behind routine contact.

Context is not captured at first contact, so the next person starts again.

Honest limits

Where it is the wrong tool.

If your inbound volume is low, a first-response layer adds a system without removing meaningful work, and the maintenance will outlast the benefit.

If your real problem is that requests take too long to resolve after they are captured, this addresses the wrong end of the process. The resolution path is where the time is going, and automating first response makes the queue arrive faster.

And if the interaction genuinely requires judgement or carries duty-of-care weight, it belongs with a person from the first word. The product should shorten the path to that person, not stand in front of them.

Availability, current feature set, setup work and licensing are confirmed in a proposal. Product capability is never presented as evidence of consulting delivery, or the reverse.

Before we talk

A few useful answers.

They should, and the product should make that unambiguous. Systems that blur this create a reputational risk that outweighs any efficiency gain, and in some jurisdictions a compliance one. If a vendor treats disclosure as optional, treat that as a finding about the vendor.

Grounding in your own content and policies is what makes the difference between a generic assistant and a useful one. What matters is which of your content it can genuinely access and how that is kept current — both worth confirming in a demonstration.

It should hand over with the context it has gathered, rather than guessing. A product that resolves uncertainty by generating a plausible answer is worse than no product at all, because the error is now confident and documented.
